Due to the impact of COVID-19, delivery services faced unprecedented challenges. The limitations on physical contact created an urgent need to reinvent our processes, leading us to reformulate a contactless delivery methodology that prioritized the safety of both buyers and delivery partners.

Additionally, we had to define the most secure protocol for order handovers. A key part of the challenge was ensuring buyers had real-time visibility into their purchase status from dispatch to final delivery to provide peace of mind in an uncertain environment.

The problem

COVID-19

Due to sanitary restrictions, delivery operations were limited by social distancing regulations, which required eliminating physical contact between couriers and users.

Delivery

Uncertainty caused by not allowing buyers to specify whether they wanted to receive their order at their doorstep or with the concierge.

Transparency

Social distancing eliminated in person order validation, creating an information gap that made it difficult to confirm the correct receipt of products.

The primary objective was to adapt the user experience to provide safety and clarity among the pandemic.

We focused on creating a reliable, contactless interaction that not only met current health regulations but also built trust by eliminating physical touchpoints throughout the delivery process.

Enhance transparency and visibility

Our strategy focused on providing both buyers and delivery partners with full visibility into real-time order status and the newly implemented contactless delivery protocols.

By clarifying each stage of the fulfillment process, we ensured that all parties were informed and aligned, reducing uncertainty during the transition to a low-touch operation.

Defining strategic needs

Our primary challenge was to identify a secure and viable alternative that allowed users to continue using the service without disrupting logistics. We prioritized the development of a contactless delivery solution as the foundation for maintaining operational continuity while safeguarding all parties involved.

Iterative design and logic

Based on our initial analysis, I developed multiple design directions to explore various delivery selection methods and user actions.

Additionally, we reimagined the order status experience by introducing photo evidence as a dispatch notification. This phase also involved designing empty states from scratch, as they were not yet part of the existing design system, ensuring a consistent experience across all possible scenarios.

Development and handoff

Once the experience was approved by the triad, the formal handoff was executed. During the development phase, I provided continuous design support to ensure that every defined use case was correctly implemented, maintaining the integrity of the user experience from code to production.

Results and impact

- We delivered a swift and effective solution to the contactless delivery challenge, adapting the service to the global health context without delay.

- We provided clear, actionable guidance on the new delivery protocols for both buyers and delivery partners, ensuring a smooth transition.

- By prioritizing real-time order visibility and creating custom delivery receipts based on user selection (doorstep vs. concierge), we enhanced trust throughout the journey.

- This revamp allowed delivery operations to maintain 100% capacity, ensuring no service disruptions during the implementation phase.
